Resumo(s): | A globalização e consequente aumento da competitividade, contribuiu para que os
clientes se tornassem mais exigentes e sofisticados. Esta situação fez alterar o
modo de operação das empresas, em que fabricar de acordo com as preferências
do cliente já não era suficiente, existindo a necessidade de apostar em produtos e
serviços diferenciados. Este facto alterou a finalidade do marketing. O objetivo é
criar relacionamentos longos e lucrativos com os clientes. Para estabelecer esta
fidelização, é necessário que a relação do cliente com a empresa seja sustentada
no seu nível de satisfação.
Assim sendo, evidencia-se o marketing relacional, em que juntamente com o apoio
do instrumento fulcral e integrante deste tipo de marketing, o Customer Relationship
Marketing (CRM), constroem-se relacionamentos duradouros. Através da análise do
comportamento do cliente, pretende descobrir-se quais os fatores determinantes da
satisfação e lealdade do cliente.
Segundo a literatura existem inúmeras variáveis que poderão determinar a
satisfação e a lealdade do cliente. Neste projeto de investigação pretendeu proporse
um modelo para identificar quais as características dos clientes, que influenciam
na sua predisposição para o relacionamento e qual o seu impacto na satisfação e
lealdade dos clientes.
O trabalho de investigação foi desenvolvido segundo dois eixos. No primeiro
pretendeu evidenciar-se o comportamento e características entre o cliente e a
empresa de serviços. Deste modo, o estudo de caso foi baseado num inquérito
respondido pelos clientes com o objetivo de medir o seu comportamento, atitude,
opinião e disposição para um relacionamento a longo prazo. Os resultados
permitiram concluir que as questões de caracterização dos clientes, tais como
género, idade, habilitações literárias, filiação e número de serviços usufruídos
influenciam a resposta quanto às características do marketing relacional.
No segundo eixo do estudo pretendeu testar-se o modelo desenvolvido para
explicar a satisfação e lealdade dos clientes, apoiando assim a teoria do marketing relacional. As respostas obtidas permitiram testar o modelo. A análise estatística
das respostas indica que a lealdade aumenta, satisfazendo os clientes, elevando as
expectativas para um relacionamento e melhorando a qualidade do serviço. A
satisfação consegue-se através da atribuição de recompensas ou bónus aos
clientes da empresa.
Os resultados podem ser aplicados numa futura implementação de uma estratégia
de CRM na empresa, visto que neste estudo foram identificadas as características
que influenciam os determinantes do marketing relacional. Globalization and the resulting increase in competitiveness, helped clients become more demanding and sophisticated. This situation did change the mode of operation of enterprises, which manufacture according to customer preferences was not enough, there is a need to bet on differentiated products and services. This changed the purpose of marketing. The goal is to create long-term relationships with customers and profitable. To establish such loyalty requires that the client's relationship with the company is sustained in their level of satisfaction. Thus, it is evident relationship marketing, which together with the support of the central instrument and parcel of this type of marketing, Customer Relationship Marketing, build up lasting relationships. Through the analysis of customer behavior, which aims to discover the determinants of customer satisfaction and loyalty. According to the literature there are numerous variables that will determine satisfaction and customer loyalty. In this research project we intended to propose a model to identify the client characteristics that influence their predisposition to the relationship and its impact on customer satisfaction and loyalty. The research was carried out along two axes. At first, it was intended to clarify the behavior and characteristics between the customer and service company. Thus, the case study was based on a survey answered by customers in order to measure their behavior, attitude, opinion and available for a long term relationship. The results showed that issues of characterization of clients, such as gender, age, educational qualifications, membership and number of services enjoyed influence the response on the characteristics of relationship marketing. The second axis of the study was intended to test the model developed to explain the satisfaction and loyalty of customers, thus supporting the theory of relationship marketing. The answers allowed testing the model. Statistical analysis of the responses indicates that loyalty increases, satisfying customers, increasing expectations for a relationship and improving service quality. The satisfaction is achieved by assigning rewards or bonuses to the company's customers. The results can be applied in a future implementation of a CRM strategy at the company, since this study identified the characteristics that influence the determinants of relationship marketing. |
